Meet Laurel Acosta, People Ops Manager on our US People Ops team and a dedicated volunteer with .

FMSC coordinates volunteers to hand-pack vitamin-enriched meals, which are distributed to partner organizations, orphanages, and schools in over 110 developing countries. For Laurel, fighting child hunger is personal; it's become a family tradition, with her family volunteering together every year. Many teammates got a firsthand look at FMSC's mission at our 2023 company conference, Empathy Quest, when we packed meals together at their Schaumburg, IL location.

On the line, Laurel joins FMSC's assembly-line process: measuring, scooping, weighing, sealing, and boxing meals for shipment around the globe. She's also made donations that provide a full year of meals for a child, extending her impact well beyond a single shift.

Meet Erika Thurmond, Director and Client Success Executive at — and a Blood Program Leader with the American Red Cross.

In 2010, a blood donor helped save Erika's life during surgery. That experience turned into a lasting commitment: she now partners with the to organize and run blood drives, each one benefiting an estimated 70-80 people. On event day, she's on the ground managing logistics and making sure every donor feels welcomed.

The role isn't going away. It's evolving.

A year ago, the conversation was "will AI replace on-call engineers?" Today, the teams most effectively using AI in their operations aren't replacing engineers — they're freeing them.

The 3am page that used to require 45 minutes of log-diving to diagnose? AI surfaces the probable cause in seconds. The weekly cost review that required pulling reports from three systems? Automated and delivered to a Slack channel every Monday.

What that actually means: your best engineers stop doing the work AI can do, and start doing the work only humans can do — designing resilient systems, mentoring teams, making judgment calls that require context no model has.

A managed services engagement that started in late 2020. Here is what 5 years of running it has actually changed for the client, and what it has changed about how we staff this work.

Managed services is a category where the marketing language and the operational reality are often very different things.

We are not going to share client identifying details in this post. What we will share is what 18 months of running a managed observability and cloud operations engagement has taught us about what good looks like in this category, versus what most firms describe.

What changed for the client:

- Mean time to detect on production incidents reduced significantly across the period measured monthly, not claimed annually

- Alert volume reduced by over 70% in the first six months. Maintained, not regressed, in the following twelve.

- Their internal team has grown into capabilities they did not have at the start. The engagement made them stronger, not more dependent.

What we changed in how we staff this work:

- Quarterly architecture reviews where we are actively recommending things that reduce the client's spend with us. Counterintuitive. Effective.

- Clear runbooks for everything. The day we leave (whenever that is), the client's team can run the operation independently.

Why this matters:

The default model in managed services is to maximize contract length and complexity. Ours is to make the client more capable over time, even if that means the engagement evolves or eventually ends. We have lost some renewal cycles to this approach. We have built deeper, longer relationships with the clients who valued it.
